Role Overview

This role supports real-time monitoring and performance analysis of US-based call center operations. You will ensure that service quality, staffing, and performance metrics stay on track throughout the day.

You will work closely with Workforce Management (WFM), Operations Teams, and Leadership to maintain productivity, accuracy, and responsiveness.

Key Responsibilities

As a Business Analyst – Real-Time Monitoring, you will:

✔ Monitor call center performance live using tools like Amazon Connect & Verint
✔ Track KPIs: Service Level, Agent Adherence, Call Volume, AHT, Occupancy
✔ Make real-time staffing adjustments to balance workload
✔ Manage alerts and escalations to avoid performance drops
✔ Collaborate with US operations teams for quick problem resolution
✔ Produce real-time reports and insights for leadership
✔ Analyse trends and proactively suggest improvements
✔ Ensure agents follow schedules, login timings, breaks & adherence norms

This role requires fast decision-making and strong operational awareness.

Eligibility Criteria

Minimum Qualifications

• Bachelor’s Degree (any stream)
• Knowledge of MS Office — especially Excel (Pivots, VLOOKUP, analytics basics)
• Ability to handle time-sensitive tasks efficiently

Preferred Skills

• Knowledge of Amazon Connect, Verint (workforce tools)
• Strong analytical and decision-making skills
• Good English communication skills
